THE STARTING POINT
The brief
The fictional team knows the service policy but applies it inconsistently when a customer is frustrated. A long refresher presentation would repeat the rules without giving staff a chance to practise a response.
Our approach
Use a small set of common customer situations to practise listening, clarifying, explaining options and escalating responsibly. Make the consequence of each choice visible, then connect course completion with a supervisor-led practice conversation.
Who this is designed for
Frontline support staff and the supervisors who coach customer interactions.
Good feedback explains the decision, not just whether it was right.
The key design decision
Let people practise the difficult moment in a low-stakes setting before they meet it at the counter.
A practical delivery plan
Week 1 · Choose the situations
Gather anonymised examples, confirm the escalation rules and select three scenarios that represent common decisions.
Weeks 2–4 · Build practice and feedback
Write branching dialogue, review tone with the service lead and build accessible interactions. Explain why each response helps or harms the conversation.
Weeks 5–6 · Test and coach
Pilot with a small learner group, review confusing branches and prepare a coaching checklist. Confirm LMS completion reporting and ownership of updates.

Review, handover and ownership
The proposed handover includes editable working files, a named content or system owner, and a short walkthrough. The team would agree how feedback is collected, which issues block release, and who maintains the work after sign-off. Any additional scope would be discussed before it changes the timeline.
How we would evaluate the work
The acceptance criteria below define what to check during the pilot. They are not performance claims. A live engagement would establish a baseline, confirm access to the right data, and agree a review period before reporting outcomes.
